How to offer an exchange instead of a refund on Shopify

By Filip Grmek, founder of Keepwise · 11 October 2026

A customer who wants to return a jacket because it's the wrong size still wants a jacket. Offering an exchange gives them what they came for and keeps the sale in your store. Here's when to offer one, how to word it, and how to handle it in Shopify.

When an exchange is the right offer

Offer an exchange when the customer liked the product but not this version of it:

Don't lead with one when:

Exchange, store credit or a discount?

OfferThe customer getsFits when
ExchangeThe right size, colour or model, nowThey liked the product, not the variant
Store creditThe value back, to spend in your storeNothing in stock suits them today, but they like the store
Amount off the next orderTo keep the item, plus a single-use discount codeA mild preference — “slightly snug”, “not quite the shade” — where keeping it is reasonable
RefundTheir money backAlways available — every offer above sits alongside it, never instead of it

Pick one per reply. The reason they gave usually decides which — a size problem points to an exchange, a “not sure I need it” to a keep-it offer.

How to word the offer

Make the exchange the easy path: tell them it's in stock, ask for one thing (the size), and say what you'll cover. Then give them the return route anyway.

Template · Exchange offer

Hi [first name],

Sorry the [product] didn't fit. We have the [size / colour] in stock — just reply with the one you'd like and we'll send it [and cover the shipping both ways].

If you'd rather have a refund, that's completely fine: [how to return].

Doing the exchange in Shopify

Shopify handles exchanges as part of a return. From the order in your Shopify admin, start a return for the item coming back, then add the item they're getting instead as an exchange item. If the two are priced differently, Shopify works out the difference so you can collect or refund it — refunding the customer if the new item is cheaper, or sending an invoice if it costs more. Exchange items can't be added to orders that carry duties. The exact buttons move around between Shopify releases, so the Shopify Help Center's page on creating returns has the current steps.

A few practical choices to make:

Decide the rules before you need them

Write down, once, what you offer for which reason: exchanges for fit, colour and style; how much you'll take off a next order, and the most you'll ever offer; nothing but a fix when the fault is yours. Rules decided in advance are fair to every customer, and they stop each reply becoming a judgement call made in a hurry.

Where Keepwise fits

Keepwise is a Shopify app built around those rules. It reads each return-request email against the customer's order, and on a fit or change-of-mind return drafts one offer — an exchange, or an amount off their next order, within limits you set — with the way to return it in the same email. Nothing sends until you approve it. See how it works.

Let every return request get a good reply.

Keepwise drafts brand-voiced replies to return-request emails from the customer's own Shopify order, and waits for your approval before anything sends.
